PTCL and Eocean Earn Global Recognition from Meta for WhatsApp-Based Customer Service Transformation

Pakistan Telecommunication Company Limited (PTCL), in collaboration with Eocean, has achieved a major milestone by being recognized by Meta as a best-in-class example of customer experience re-engineering on the WhatsApp platform. This recognition places PTCL as the first Pakistani company to be featured in Meta’s Global WhatsApp Case Study Library — a significant honor that reflects the impact of the project on both local and global scales.

The partnership between PTCL and Eocean focused on redesigning the customer service experience by automating complaint registration through WhatsApp. This initiative was not just a technological upgrade but a strategic redesign of how customer interactions are handled. Through the integration of WhatsApp Flows, the new system enabled customers to register and troubleshoot complaints directly within WhatsApp, bypassing traditional, often slower, customer service channels. The result has been a faster, more efficient, and more user-friendly experience for millions of PTCL users.

Syed Atif Raza, Group Chief Commercial Officer at PTCL, emphasized that innovation and customer-centricity have been central to the organization’s strategy. He noted that the automated troubleshooting enabled through WhatsApp has not only modernized their complaint resolution process but has also significantly improved the overall customer journey. According to Meta’s recognition, the initiative demonstrated excellence in leveraging WhatsApp as a platform for real-world, scalable solutions in telecom service management.

The transformation brought by this automation has had a measurable impact on PTCL’s operational efficiency. The introduction of WhatsApp-based troubleshooting led to a 31 percent reduction in complaints routed directly to customer service, thanks to the automation that allowed many issues to be resolved without human intervention. There was also a 10 percent reduction in dispatch service requests, which is attributed to the effectiveness of automated diagnostics provided through WhatsApp Flows. Moreover, 34 percent of total customer complaints are now immediately identified and resolved, eliminating the need for additional support staff in a significant number of cases.

Eocean, which played a critical role in implementing this transformation, highlighted the significance of smart design over complex technologies. The company remarked that meaningful impact often doesn’t come from deploying advanced or expensive systems but rather from designing intelligent and efficient workflows that serve real customer needs. The PTCL case is a prime example of how leveraging a commonly used platform like WhatsApp, when designed thoughtfully, can drive exceptional results in service delivery and cost efficiency.

The project is now showcased globally by Meta as a model for service innovation, drawing attention from other telecom operators and enterprises exploring digital transformation through messaging platforms.
